ACT AS ONE: A New Approach to Customer Experience Management

When Businesses Finish Tasks, but Customers Haven't Finished Their Journey

Over the years, businesses have invested heavily in technology to boost operational efficiency. AI drives automation, data enables faster decision-making, and digital platforms shorten processing times.

A real-world example shared by VCX at the conference highlights this clearly.

An incident occurred at 9:00 AM. By 10:10 AM, the system was fully restored, and the technical team confirmed the task was complete. However, it was not until 10:35 AM that the customer could actually resume their normal operations.

From each department's perspective, all duties were executed correctly and according to process. But from the customer's perspective, the journey only truly ends when they can get back to business.

This gap between the moment a company completes a task and the moment the customer achieves their outcome is what VCX calls the Completion Gap. It is not caused by a single individual or department, but typically emerges at the handoff points between people, processes, and systems throughout the customer journey.
