Self-service is expected to become the starting point for a growing share of customer service journeys in the years ahead. However, this shift does not mean the role of human support will become less important.
According to CCW Digital’s 2026 Market Study: Modernizing Service Experiences With AI & Digital, customer experience leaders expect the proportion of interactions beginning in self-service to rise from 56% today to 77% by 2030. At the same time, self-service is expected to move beyond handling simple requests and become increasingly capable of resolving customer needs end to end.
The study was conducted by CCW Digital in July and August 2026, with participants responsible for contact centers, customer experience, information technology, operations, and marketing across a range of industries and company sizes. The report explores how organizations are preparing for the future of customer service through 2030, covering channel strategy, self-service, AI, data, operations, and the evolving role of frontline employees.
Some notable findings from the study
Self-service is expected to become a more common starting point in the customer service journey: the share of interactions beginning in self-service could increase from 56% today to 77% by 2030.
Self-service is expected to do more than simply reduce workload: the report indicates that organizations are increasingly looking to self-service to resolve customer needs end to end, including more complex requests.
Human support remains important: despite the continued expansion of AI and self-service, 70% of customers still prefer live service. This suggests that human support continues to play a critical role, particularly in situations that require empathy, judgement, and expertise.
Speed alone does not define a good service experience: in addition to speed, the report highlights empathy, personalization, customized resolutions, and accessible support as important elements of the ideal customer experience.
More channels do not necessarily mean more customer choice: only 26% of organizations give customers access to all available channels, while most still place some parameters around the customer journey.
The role of frontline employees is expected to evolve: as AI and self-service take on more frontline work, employees can spend more time on situations that require judgement, empathy, and expertise, rather than relying on rigid scripts.
Trust will be a key condition for wider self-service adoption: CCW Digital notes that if self-service is effective enough to earn customer trust, its role in the customer journey is likely to expand significantly by 2030. If not, organizations may need to reconsider how heavily they rely on self-service and continue working to drive customer adoption.
Taken together, these findings suggest that modernizing service experiences is not simply about deploying more AI or adding more digital channels. The broader challenge is to make self-service convenient and effective enough for customers to willingly use it, while ensuring that human support remains available when flexibility, empathy, and accountability are needed.
Rather than positioning AI and humans as opposing choices, the report points toward a more collaborative model in which technology handles tasks that can be automated effectively, while people focus on interactions that require deeper judgement, emotional intelligence, and expertise. This is likely to be one of the most important directions shaping customer service as organizations move toward 2030.
